Why complaints matter

Every organisation makes mistakes. What customers remember is not only the mistake, but how they were treated when they complained. A complaint handled well can build more loyalty than a service that never went wrong.

In this course you will follow Zahraa, the new customer care supervisor at Shatt Net, an internet provider in Basra with 48,000 subscribers. When she arrives, the team receives about 640 complaints a month, customers wait three days for a first answer, and more than 4% of subscribers leave every month. Her job is to turn complaints from a problem into an opportunity.

Who is your customer?

Customers are people with needs, and your job is to meet those needs while doing your work.

Comparison of external and internal customers

At Shatt Net, many complaints began inside: the call centre passed incomplete addresses to installation teams, who then arrived late or at the wrong house. Fixing internal service was part of fixing customer complaints.

What customers want

Five dimensions of service quality

Behind these five dimensions are simple human needs: to be treated with respect, to be understood, to get a fair result and to not waste time. When a complaint is handled badly, it usually fails on one of these.

The silent majority

Stacked bar of what 100 unhappy customers did

Zahraa's survey showed that only 12 of every 100 unhappy customers complained. The rest told others, left or stayed unhappy. So the 640 complaints a month were not too many; they were the visible tip of a much bigger problem.

A complaint is a gift

A customer who complains is giving you a chance to fix the problem before they leave. Customers who leave silently give you no chance at all.

Complaints are free information about weak points in your service, processes and products. Each one points to something that is probably affecting many other customers.

Winning a new customer usually costs much more than keeping an existing one. At Shatt Net, a new subscriber cost about four times as much in marketing and installation as resolving a complaint well.

That is why good organisations encourage customers to complain: they make it easy, thank them for it and act on it.

Exercise: your customers

  1. List your main external customers and your main internal customers.
  2. For each of the five service dimensions, rate your service from 1 to 5. Where is the biggest gap?
  3. How easy is it for an unhappy customer to complain to your organisation? List the steps they must take.
  4. Recall a time you were an unhappy customer. Did you complain? Why or why not?

A field technician who depends on the call centre for job details is…

  • An external customer
  • An internal customer
  • A supplier
  • Not a customer

Internal customers are colleagues who depend on your work to do theirs.

Why should organisations encourage complaints?

  • To collect more paperwork
  • Because most unhappy customers stay silent, and complaints give a chance to fix problems and keep customers
  • To blame staff

Complaints are a second chance and free information for improvement.
